Separate live patient service from repeatable outbound queues, define safe handoffs, and keep staff focused on the conversations that need judgment.
Separate live work from queue work
Patients at the desk, ringing phones, provider requests, and urgent schedule changes are live work. Recall, missed-call callbacks, and unscheduled-treatment follow-up are queues. When both depend on the same unprotected time, the queue loses.
Automate repetition, not judgment
Clinical advice, unusual account issues, sensitive complaints, and complex patient needs should remain with the practice team.
- Building and working approved contact queues
- Retrying at appropriate times
- Answering routine scheduling questions
- Offering live appointment times
- Recording outcomes
- Routing exceptions to staff
Design the handoff before launch
- What triggers an escalation
- Who receives it
- What context travels with it
- How quickly it should be handled
- How completion is recorded
- Who reviews quality and exceptions
Keep the patient’s history intact
The system should preserve what the patient said, what was offered, and what happens next. A useful handoff lets staff continue the conversation instead of asking the patient to start over.
